Don’t Sacrifice Customer Service for AI Efficiencies

AI is moving fast (in fact, some might say too fast). Most platforms are evolving faster than organizations are prepared to manage effectively–yet most of them are trying.


Across industries, companies are rushing to deploy AI tools to reduce labor costs, streamline operations, and improve efficiency. On paper, the value is clear: faster decision-making, lower overhead, and scalable systems that don’t require human intervention.


But in practice, there is a very real downside.


When AI is implemented without the right controls, visibility, and human oversight, it does more than create inefficiencies. It breaks trust, frustrates customers and staff, and in serious cases, can permanently tarnish a company’s hard-won reputation.


When Efficiency Undermines Experience

Customer service is often the first place organizations apply AI. Chatbots replace support agents and automated systems handle account reviews. Decision-making is pushed into algorithms designed to process requests quickly and consistently.


But as we all know, speed isn’t the same as accuracy. And efficiency, while important, isn’t the same as effectiveness. Many businesses are learning this the hard way.


There are plenty of real-world examples of such lessons. In one widely reported case, a rideshare driver in Chicago lost access to her account — and her income — after valid documentation was incorrectly flagged by Uber’s system. She spent months trying to resolve the issue, unable to get clear answers or meaningful support, until media involvement forced a resolution.


The issue went beyond a technical error. It was a breakdown in a process that once had human oversight. As the article states, there was no transparency into how the decision was (incorrectly) made, no clear escalation path, and no effective human override. In the end, the system prioritized efficiency over accountability, creating a life-changing hurdle for the driver and plenty of poor customer experience on top of it.


The Risk of “Black Box” Decision-Making

It would be one thing if that story was an isolated incident. Unfortunately, it’s part of a larger pattern. As companies rely more heavily on AI, decision-making can become opaque. Leaders and customers alike are asked to trust outputs they can’t fully see or explain. This creates risk across the board.


Customer Facing Risk

When AI systems make incorrect decisions (whether it’s denying access, flagging fraud, or mishandling requests)  customers are left without recourse. In environments where support systems are automated and understaffed, resolving these issues becomes slow, frustrating, or even impossible.


Have you recently heard someone say “I just want to talk to a human”, or perhaps had that complaint yourself? These moments of frustration are the opposite of a positive customer interaction–yet they are becoming more common across most sectors (here’s a humorous example).


Executive Decision Risk

AI isn’t just influencing customer interactions. It’s increasingly shaping business decisions.

Executives are using AI-driven insights to guide strategy, forecast demand, and allocate resources. But if those insights are incomplete, biased, or misinterpreted, the consequences scale rapidly.


Bad data used to be a risk. Now, bad interpretation at machine speed is the risk. Imagine how quickly a misguided strategy can fall into place based on lightning-fast AI analyses.


Trust Is the Real Currency

Our last article explored what happens when institutional trust in general is under pressure. One consequence is that individual organizations can’t afford to erode trust even further through their own systems.


Customers expect transparency into how decisions are made, a clear path to resolution when something goes wrong, and confidence that the systems they use are fair, accurate, and accountable. When those expectations aren’t met, trust will decline. And as any company who has been through a PR crisis can tell you:  rebuilding trust in your brand is far more expensive than simply maintaining it in the first place.


A Better Approach: Augmentation, Not Replacement

The problem isn’t AI itself. It’s how it's deployed. Too often, business leaders want to prioritize cost savings over actual experience. They also tend to replace human judgement entirely rather than augment it.


In stable environments, those shortcuts might go unnoticed. But in more volatile landscapes–such as during an economic downturn or important geopolitical events (sound familiar?)–markets and systems are already under pressure and scrutiny becomes unavoidable. 


When we advise clients, we tell them that AI is most effective when it enhances human capability, not replaces it entirely. Most crucial is keeping humans in the loop for high-impact decision-making. We also suggest:


  • Building clear escalation paths for exceptions

  • Design the process then apply the AI technology

  • Continuously monitoring system outputs for accuracy and bias

  • Provide customers with contingency options and fail safes

  • Designing systems with transparency in mind

  • Consciously calculating risk across the business before adopting new systems


Of course efficiency matters, but good judgement matters more. When AI systems fail, revenue can be disrupted, customer churn will increase, and internal teams are forced into reactive mode (which reduces their ability to make strategic impact).


AI will continue to play a major role in how businesses operate. The companies that succeed won’t be the ones that move the fastest — they’ll be the ones that implement it most thoughtfully.
